zoo.de is a German pet-supplies retailer positioned around sustainability ratings and expert advice rather than price, carrying more than 25 brands across dog, cat and horse ranges alongside its own zooVital line. It is operated by zoo.de shopping advice GmbH, based in Mannheim.

The customer questions
The brand's promise is advice, but the support surface could not carry it. There is no FAQ page on the site, and the contact page states plainly that depending on message volume the team needs one to two working days to reply. Meanwhile the question mix is unusually front-loaded onto promotions: discount and campaign questions are the single largest topic at 136 conversations, ahead of product questions at 97 — and those arrive in bursts precisely when a campaign is running and the team is busiest. Returns add friction of their own, since perishable goods are excluded from the 14-day withdrawal right.

Why the question mix fits
A shopper asking whether a discount code applies will not wait two days for an answer; they will abandon the cart. The questions were answerable from information the store already publishes — it simply had nowhere to publish it that a shopper would read at the moment of asking.

97.6% of 497 conversations resolved without a human handover across eleven months. Promotions and discounts led the topic mix at 136 conversations, product and catalogue questions followed at 97, and shipping at 81. Twelve conversations were escalated to a person.

The next area of focus
